In the past week alone, SoundHound closed its acquisition of LivePerson, Quiq launched agentic voice technology that acts during live calls, and a fintech deployment reported AI voice agents now handle roughly 40 percent of inbound support volume. For brands that still treat “press 1 for” menus as a fixed cost of doing business, the question is no longer whether voice AI works. It’s how quickly the switch happens — and who gets left holding the worst customer experience on the phone.

The IVR’s replacement isn’t a better menu — it’s a conversation

Classic IVR was built to deflect: route callers, collect account numbers, park them in queue. Natural-language voice agents, by contrast, are built to resolve. They authenticate the caller, pull account context, answer billing and order-status questions, schedule callbacks, and complete simple transactions inside the conversation — no menu layer required. When they can’t finish the job, they hand off to a human with full context instead of forcing the caller to repeat everything.

That distinction — deflection versus resolution — is the entire strategic shift. A well-designed IVR minimizes the cost of a call. A well-designed voice agent tries to make the call unnecessary in the first place, and when that fails, it makes the human interaction dramatically shorter and better informed.

Contact center platforms are betting on agents, not menus

Early production numbers point to real containment

Headlines are one thing; production volume is another. Arrowhead AI reports its voice agents now handle 40 percent of inbound customer support calls for Kissht’s Ring app — meaningful volume, not a pilot. On the assistive side, Quiq’s Voice Assist shows what agentic voice looks like during live calls: AI that retrieves data, drafts responses, and executes actions while a human stays on the line.

Together they define the two winning patterns: autonomous containment for high-volume, repetitive calls, and real-time assistance for complex, high-value ones. Different modes, same trend — the AI is now doing work on the call, not just routing it.

Consolidation and voice-native models are accelerating the shift

Two structural developments are speeding things up. First, consolidation: SoundHound completed its acquisition of LivePerson in early September, assembling an omnichannel conversational AI stack that spans voice, messaging, and live-agent automation. Second, the model race is going voice-native: Phonely launched Alma, a voice AI model trained on more than 10 million phone conversations.

Voice-native training matters because callers notice the mechanics: low latency, natural turn-taking, graceful handling of interruptions. That’s the gap between a text LLM with text-to-speech bolted on and a system actually built for speech — and it’s where the next round of customer experience differentiation will be decided.

QA, security, and trust become the real bottlenecks

As voice agents take real calls, the industry’s attention is shifting from demos to evaluation. 3CLogic released an AI Agent Evaluator to automate QA and scoring of voice AI agents, and analysts are increasingly framing voice’s future in the contact center as an AI-first channel rather than a legacy add-on.

Security is the sharper edge. Federal investigators allege a call-center scam ring used AI voices to steal $419 million from Medicare — a reminder that voice cloning fraud is now a procurement issue, not a sci-fi one. Caller verification, PCI scope, consent and recording compliance, and anti-spoofing controls belong in every vendor contract — before the first production call.

How to pilot voice AI this quarter

For agencies and brands watching from the sidelines, the playbook is straightforward:

  • Pick a contained flow first. Password resets, order status, appointment changes — not your most emotional or highest-stakes calls.
  • Demand evaluation tooling. Full transcripts plus automated QA scoring should be table stakes. “Trust us” is not an evaluation strategy.
  • Design the handoff. When a caller escalates, the human agent should receive the conversation’s full context automatically.
  • Write fraud controls into the contract. Voice-cloning detection, caller verification, and keeping PCI-scoped data out of model context are non-negotiables.
  • Track containment and CSAT together. A cheaper call that annoys the customer isn’t a win.

The IVR won’t disappear overnight, but the direction is unmistakable: platforms are shipping voice agents as replacements, consolidators are assembling full-stack conversational suites, and early deployments are hitting production-grade containment numbers. Brands that pilot now — on the right flows, with the right evaluation and security controls — will own the phone channel’s experience before the rest of the market catches up.
